I think it depends on how it would be structured.

When launched I think it would be best to keep to current structures.

Everything above seems to me to be within the scope of mediator as it occurs within the app.

As it develops new roles / ways of working can be decided on and specific roles created accordingly.

I agree with the @jmacxx that the role above would be best tilled Mediator Summary, and the Support Agent referred to as Mediator.
